Banks outperform mortgage lenders in digital customer satisfaction

Mortgage servicers are turning to digital solutions to maintain customer relationships, and the most successful approach involves robust online account management. Research demonstrates that users who experience smooth interactions, such as handling payments or updating account details, remain significantly more active in digital channels. This shift reduces reliance on phone support and lowers overall servicing expenses.
The JD Power 2026 U.S. Mortgage Servicer Digital Experience Study reveals that traditional banks outperform specialized mortgage servicers in digital satisfaction metrics. On a 1,000-point scale, bank mobile apps average 736, while mortgage-focused apps score 680. Websites follow a similar trend, with banks achieving 740 compared to 704 for mortgage-only platforms. The disparity stems from deeper customer relationships: 74% of bank customers hold additional accounts with the same institution, whereas only 22% of mortgage-focused customers do.
User-friendliness directly influences customer loyalty. When bank servicer websites and apps provide intuitive account access and well-organized layouts, 92% of users report continued engagement. Without these features, that figure drops to 59%. For mortgage-focused servicers, the critical factors differ slightly: 91% of website users and 88% of app users remain active when account management and payment history are easily accessible. The absence of these tools causes retention to fall to 66% for websites and 49% for apps.

Frequent digital engagement supports greater trust in the platform. The study found that bank servicer customers are twice as likely to be highly familiar with their provider’s app or website (60% versus 40% for mortgage-focused servicers). This familiarity corresponds with higher satisfaction across all levels of interaction.
This year’s rankings identify top performers in four key categories. Among bank servicers, Chase leads in app satisfaction with a score of 760, followed by Bank of America (749) and Wells Fargo (738). For websites, Bank of America (766) ranks highest, with Wells Fargo Home Mortgage (752) and PNC Mortgage (748) in second and third place. In the mortgage-focused segment, Rocket Mortgage tops both app (719) and website (739) satisfaction, surpassing Lakeview (705) and Freedom Mortgage (715).
The evaluation criteria include design quality, system performance, information clarity, and tool functionality. The study analyzed 6,722 customer assessments collected between June and July 2026, covering major U.S. mortgage servicers. The results indicate that digital efficiency depends less on advanced technology and more on replicating the trust customers already place in their primary financial institution.
